Alors que le secteur vit de l\u2019accueil et du service, \u00ab\u2009<strong>beaucoup d\u2019h\u00f4tels et de restaurants n\u2019ont toujours pas de fichier client digne de ce nom<\/strong>\u2009\u00bb, constate l\u2019expert. Mais il faut distinguer les segments&nbsp;: l\u2019h\u00f4tellerie de luxe (4-5 \u00e9toiles) ma\u00eetrise depuis longtemps l\u2019art de l\u2019accueil personnalis\u00e9, justifiant des tarifs de plusieurs centaines d\u2019euros la nuit. <strong>En revanche, les \u00e9tablissements de cat\u00e9gorie inf\u00e9rieure peinent \u00e0 d\u00e9passer le stade de simple commodit\u00e9<\/strong>.<\/p>\n\n\n\n<p>\u00ab\u2009En France, nous avons un vrai savoir-faire en mati\u00e8re d\u2019accueil\u2009\u00bb, a soulign\u00e9 lors de cette conf\u00e9rence Kevin Giraudeau, directeur de l\u2019\u00c9cole fran\u00e7aise d\u2019h\u00f4tellerie et de tourisme. \u00ab\u2009Les \u00e9coles savent former des serveurs et r\u00e9ceptionnistes parfaitement comp\u00e9tents&nbsp;\u00bb, poursuit Alain, \u00ab le probl\u00e8me n\u2019est pas la formation, mais la volont\u00e9 de mettre en \u0153uvre ces comp\u00e9tences. \u00bb<\/p>\n\n\n\n<h3 class=\"wp-block-heading\">Autonomie et personnalisation&nbsp;: les deux piliers technologiques<\/h3>\n\n\n\n<p>Face \u00e0 cette situation, la technologie propose deux axes d\u2019am\u00e9lioration majeurs. Le premier r\u00e9pond \u00e0 une attente soci\u00e9tale profonde&nbsp;: l\u2019autonomie. \u00ab\u2009Je ne connais plus personne qui ach\u00e8te encore ses billets de train au guichet de la SNCF\u2009\u00bb, illustre Alain Beauvieux. \u00ab\u2009L\u2019application SNCF Connect me permet d\u2019\u00eatre autonome, m\u00eame si je fais gratuitement le travail de l\u2019employ\u00e9. \u00bb<\/p>\n\n\n\n<p>Cette soif <strong>d\u2019autonomie<\/strong> se retrouve dans l\u2019h\u00f4tellerie. Une \u00e9tude men\u00e9e par Acantech aupr\u00e8s de jeunes dipl\u00f4m\u00e9s&nbsp;bac+5 a r\u00e9v\u00e9l\u00e9 que plus de 90&nbsp;% d\u2019entre eux pr\u00e9f\u00e8rent utiliser une application sur smartphone que d\u2019appeler la r\u00e9ception. McKinsey r\u00e9v\u00e8le que 71\u00a0% des clients s\u2019attendent \u00e0 une exp\u00e9rience personnalis\u00e9e, et les trois quarts sont frustr\u00e9s quand ils ne l\u2019obtiennent pas. \u00ab\u2009Ce n\u2019est pas un \u00e9piph\u00e9nom\u00e8ne li\u00e9 \u00e0 quelques geeks en avance\u2009sur leur temps \u00bb, insiste Beauvieux. \u00ab\u2009C\u2019est une tendance plus que g\u00e9n\u00e9rale. \u00bb<\/p>\n\n\n\n<h3 class=\"wp-block-heading\">L\u2019art de la personnalisation r\u00e9ussie<\/h3>\n\n\n\n<p>\u00ab&nbsp;Les palaces et les 5 \u00e9toiles ont compris depuis longtemps que leurs clients ne doivent jamais \u00eatre pris pour des inconnus. \u00bb D\u00e8s la premi\u00e8re visite, l\u2019attention particuli\u00e8re donn\u00e9e au client fait la diff\u00e9rence. Pour les clients fid\u00e8les, les questions sur leur s\u00e9jour pr\u00e9c\u00e9dent et les attentions personnalis\u00e9es cr\u00e9ent un lien \u00e9motionnel fort.<\/p>\n\n\n\n<blockquote class=\"wp-block-quote quote-light is-layout-flow wp-block-quote quote-light-is-layout-flow\">\n<p>D\u00e8s la premi\u00e8re visite, l\u2019attention particuli\u00e8re donn\u00e9e au client fait la diff\u00e9rence.<\/p>\n<\/blockquote>\n\n\n\n<p>L\u2019informatique peut d\u00e9multiplier ces pratiques. Un simple processus matinal permet au r\u00e9ceptionniste de consulter la liste des arriv\u00e9es et les pr\u00e9f\u00e9rences clients. \u00ab\u2009Une corbeille de fruits pour quelqu\u2019un qui les appr\u00e9cie est un geste important. Mais c&rsquo;est une attention donn\u00e9e au client, un petit geste qui compte. <\/figcaption><\/figure>\n<\/div>\n\n\n<p>Ce sens de la personnalisation peut aller tr\u00e8s loin. Un \u00e9tablissement normand d\u00e9veloppe ainsi des campagnes cibl\u00e9es autour de produits de haut niveau gastronomique, en s\u2019adressant aux clients dont il conna\u00eet les affinit\u00e9s. Pour la Saint-Valentin, les offres visent naturellement les couples, tandis que d\u2019autres moments appellent d\u2019autres segmentations.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\">Exp\u00e9rience client et h\u00f4tellerie : les \u00e9cueils \u00e0 \u00e9viter<\/h3>\n\n\n\n<p>Mais attention aux d\u00e9rives.<\/p>\n\n\n\n<p>L\u2019exp\u00e9rience de Beauvieux avec une grande cha\u00eene h\u00f4teli\u00e8re am\u00e9ricaine illustre parfaitement ce qu\u2019il ne faut pas faire. Arriv\u00e9 tard et sous la pluie \u00e0 Massy-TGV, il d\u00e9couvre que l\u2019h\u00f4tel pr\u00e9tendument \u00ab\u2009proche de la gare \u00bb n\u00e9cessite 30&nbsp;minutes de marche dans un quartier peu engageant. Comble de l\u2019ironie&nbsp;: cette m\u00eame cha\u00eene lui avait envoy\u00e9 un long questionnaire \u00ab\u2009pour pr\u00e9parer son arriv\u00e9e \u00bb.<\/p>\n\n\n\n<p>\u00ab\u2009Plut\u00f4t que de m\u2019envoyer un interrogatoire de police, ils auraient d\u00fb me communiquer la seule information d\u2019importance, \u00e0 savoir la meilleure mani\u00e8re de me rendre \u00e0 l\u2019h\u00f4tel le soir \u00bb, s\u2019agace-t-il. Car <strong>ce questionnaire ne visait qu\u2019\u00e0 \u00ab\u2009remplir leurs propres fichiers\u2009\u00bb, pas \u00e0 rendre service au client<\/strong>.<\/p>\n\n\n\n<p>Cette d\u00e9rive r\u00e9v\u00e8le une confusion fondamentale\u00a0: confondre exp\u00e9rience client et exp\u00e9rience employ\u00e9. Comme le disait, en substance, Aristide Boucicaut, fondateur du Bon March\u00e9\u00a0: \u00ab\u2009Ne perdez jamais de vue que le client, c\u2019est celui qui est en face de vous, ce n\u2019est pas vous \u00bb, conclut Alain.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\">Un march\u00e9 en mutation profonde<\/h3>\n\n\n\n<p>Le secteur traverse une crise structurelle majeure. Entre 2013 et 2024, 25&nbsp;% des \u00e9tablissements de cat\u00e9gorie basse (0 \u00e0 2&nbsp;\u00e9toiles) ont ferm\u00e9 leurs portes. Le grand gagnant\u2009? Airbnb, qui a \u00ab\u2009siphonn\u00e9 compl\u00e8tement ce march\u00e9\u2009\u00bb, selon Alain Beauvieux. Et contrairement aux id\u00e9es re\u00e7ues, le Covid n\u2019explique pas tout&nbsp;: <a href=\"https:\/\/www.lefigaro.fr\/societes\/2018\/03\/21\/20005-20180321ARTFIG00327-les-fermetures-d-hotels-menacent-le-tourisme-en-france.php\">le ph\u00e9nom\u00e8ne \u00e9tait d\u00e9j\u00e0 bien enclench\u00e9 avant 2019<\/a>.<\/p>\n\n\n\n<p>Pourtant, cette crise rec\u00e8le une opportunit\u00e9 unique. En France, <a href=\"https:\/\/coachomnium.com\/bonus\/89-panorama-de-lhotellerie-en-france\/\">81&nbsp;% des h\u00f4tels<\/a> et <a href=\"https:\/\/hr-infos.fr\/la-restauration-independante-grignotee-par-les-chaines-mais-toujours-majoritaire-en-france\/\">pr\u00e8s de 90&nbsp;% des restaurants<\/a> sont tenus par des ind\u00e9pendants, contrairement aux \u00c9tats-Unis o\u00f9 les cha\u00eenes dominent. \u00ab\u2009C\u2019est une chance\u2009\u00bb, estime Beauvieux.<\/p>\n\n\n\n<p>Les ind\u00e9pendants savent cuisiner, ils ont \u00e9t\u00e9 bien form\u00e9s. Avec leur cr\u00e9ativit\u00e9 et leur savoir-faire, ils peuvent cr\u00e9er de vraies exp\u00e9riences clients.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\">L\u2019enjeu patrimonial de l&rsquo;exp\u00e9rience client en h\u00f4tellerie restauration<\/h3>\n\n\n\n<p>Au-del\u00e0 des consid\u00e9rations \u00e9conomiques, l\u2019enjeu d\u00e9passe le simple business. \u00ab Sans ses h\u00f4tels et ses restaurants, la France pourrait fermer ses mus\u00e9es et ses monuments historiques \u00bb, provoque Alain Beauvieux. \u00ab Il doit y avoir peu de touristes qui se disent \u201cJe vais passer une semaine en France pour faire tous les McDo de Paris\u201d \u00bb.<\/p>\n\n\n\n<p><a href=\"https:\/\/agriculture.gouv.fr\/le-repas-gastronomique-des-francais-un-patrimoine-culturel-immateriel-de-lhumanite\">La gastronomie fran\u00e7aise, inscrite au patrimoine immat\u00e9riel de l\u2019UNESCO<\/a>, constitue un \u00e9l\u00e9ment constitutif de l\u2019attractivit\u00e9 touristique nationale. Supprimer cette dimension humaine et artisanale reviendrait \u00e0 \u00ab\u2009se couper une jambe\u2009\u00bb.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\">L\u2019humain au c\u0153ur de la r\u00e9sistance<\/h3>\n\n\n\n<p>Face \u00e0 la mont\u00e9e de l\u2019intelligence artificielle et aux inqui\u00e9tudes sur l\u2019emploi, le secteur CHR offre une r\u00e9sistance naturelle. \u00ab Pour accueillir les clients dans un h\u00f4tel, nous aurons encore et toujours besoin des humains \u00bb, du moins \u00ab jusqu\u2019\u00e0 un temps pr\u00e9visible \u00bb.
