En mati\u00e8re de CRM, on parle souvent des centres d&rsquo;appel, de relation multicanal et m\u00eame plus r\u00e9cemment, et avec plus ou moins de bonheur, du social CRM, mais il est un outil tr\u00e8s puissant, et peu connu, voire ignor\u00e9 de l&rsquo;e-commerce en France : le click to chat. Un outil pourtant redoutablement efficace. Des sites comme <a href=\"http:\/\/www.liveperson.net\/\">liveperson.net<\/a> ou des acteurs des portails du e-commerce comme ATG (d\u00e9sormais absorb\u00e9 par Oracle dont l&rsquo;app\u00e9tit ne cesse de grandir), ont d\u00e9j\u00e0 peupl\u00e9 de chat les sites Web de e-commerce locaux.<!--more--><\/p>\n<p>M\u00eame dans des domaines assez pointus, un bouton \u00ab chat with sales \u00bb permet de briser la glace et d&rsquo;obtenir une r\u00e9ponse \u00e0 une question de fa\u00e7on imm\u00e9diate, voire m\u00eame de se d\u00e9cider tr\u00e8s vite de clore un achat. J&rsquo;en ai fait moi-m\u00eame l&rsquo;exp\u00e9rience, en B2B, il y a d\u00e9j\u00e0 trois ans, chez l&rsquo;excellent h\u00e9bergeur americano norv\u00e9gien Apptix (<span class=\"removed_link\" title=\"http:\/\/sharepointsite.net\">http:\/\/sharepointsite.net<\/span>). Mais en France, ce type de solution est encore naissant, beaucoup de e-commer\u00e7ants faisant encore l&rsquo;impasse sur ce mode de communication pourtant non intrusif et instantan\u00e9<\/p>\n<p>Car sur un site Web, rien ne vaut l&rsquo;aide directe : \u00ab 44 % des internautes souhaitent une assistance \u00bb insiste Maxime Baumard. Et les taux de satisfaction sont beaucoup plus \u00e9lev\u00e9s par chat que par e-mail : \u00ab 85 % des internautes sont satisfaits ou tr\u00e8s satisfaits du chat contre 50 % via e-mail \u00bb, ajoute-t-il. Et pour cause ! Le mail est lent et asynchrone. Posez une question compliqu\u00e9e et c&rsquo;est la frustration assur\u00e9e. Alors que par chat, la r\u00e9ponse arrive tr\u00e8s vite, le mode synchrone est plus adapt\u00e9 au questionnement direct que le mode asynchrone.<\/p>\n<p>Mais ce n&rsquo;est pas tout, avec le click to chat, \u00ab\u00a0c&rsquo;est 15 \u00e0 20 % des dialogues qui transforment les visiteurs en clients contre seulement 2 % en moyenne \u00bb selon le repr\u00e9sentant de la soci\u00e9t\u00e9 nantaise. Avec de tels retours, qui d\u00e9pendent tout de m\u00eame du secteur et de la qualit\u00e9 de l&rsquo;offre, on peut encore se demander pourquoi si peu de sites marchands l&rsquo;utilisent. Gageons que cela ne durera pas car si seulement\u00a010% des entreprises sont aujourd\u2019hui \u00e9quip\u00e9es, plus de 45%* ont pr\u00e9vu de le faire.\u00a0<em>(*source Benchmark Group \/ CCA International \/ Fevad 2010)<\/em> .<\/p>\n<h3><strong>Le Chat chiffres en main ! (source : iadvize sauf exception)<\/strong><\/h3>\n<ul>\n<li>\u00ab\u00a057%* des visiteurs sont pr\u00eats \u00e0 abandonner leurs achats s\u2019ils ne trouvent pas la r\u00e9ponse \u00e0 leurs questions <em>(* North American Technographics Customer Experience Online Survey, Q4 2009 [US])<\/em><\/li>\n<\/ul>\n<ul>\n<li>Les visiteurs qui dialoguent ont un panier moyen 30%* sup\u00e9rieur \u00e0 la moyenne constat\u00e9e.<\/li>\n<li>15% \u00e0 20% des visiteurs qui dialoguent sont convertis en clients.<\/li>\n<li>44%* des visiteurs d\u00e9clarent qu\u2019\u00eatre assist\u00e9 en direct pendant un achat est la fonctionnalit\u00e9 la plus importante. <em>(* Donn\u00e9e Forrester Research 2010 &#8211; Making Proactive Chat Work)<\/em><\/li>\n<li>85%* des visiteurs ayant dialogu\u00e9 se d\u00e9clarent satisfait \u00e0 tr\u00e8s satisfait, contre 50% pour l&rsquo;e-mail <em>(*\u00e9tude Bearing Point &#8211; AFRC)<\/em><\/li>\n<li>Les soci\u00e9t\u00e9s qui ont mis en place une solution de Chat constatent une baisse de 10% \u00e0 30%* d&rsquo;appels et d&#8217;emails entrants en moins. <em>(*North American Technographics Customer Experience Online Survey, Q4 2009 [US])<\/em><\/li>\n<\/ul>\n<ul>\n<li>Un charg\u00e9 de client\u00e8le g\u00e8re en moyenne 3* discussions simultan\u00e9ment\u00a0\u00bb<\/li>\n<\/ul>\n<p><em>Note sur la soci\u00e9t\u00e9 : Iadvize a un an d&rsquo;existence et est une start-up de 6 personnes (5 bas\u00e9es \u00e0 Nantes et avec un correspondant en Espagne). Ils ont ouvert leurs services en B\u00eata en janvier 2010, et ont commenc\u00e9 \u00e0 commercialiser leur offre en avril 2010 seulement. Ils ont aujourd&rsquo;hui 250 clients dont 75 % de e-commer\u00e7ants, 10 % d&rsquo;assureurs et 5 % de banquiers en ligne. Parmi leurs clients ils comptent Fnac.com, Fortuneo et wonderbox.fr. Ils op\u00e8rent \u00e9galement en business-to-business avec des sites comme ciel.com pour lequel ils g\u00e8rent le chat au c\u00f4t\u00e9 de <a title=\"Virtuoz\" href=\"https:\/\/visionarymarketing.com\/2008\/03\/27\/agents-intelligents\/\" target=\"_blank\" rel=\"noopener noreferrer\">Virtuoz qui op\u00e8re l&rsquo;agent virtuel<\/a>.
