Contrairement aux chatbots simples, ces derniers peuvent effectuer des op\u00e9rations contextualis\u00e9es \u00e0 l&rsquo;instar des agents de la relation client. Effectivement, le &lsquo;bot&rsquo; disrupte le service client ; <a href=\"https:\/\/visionarymarketing.com\/fr\/2017\/03\/les-chatbots-la-nouvelle-revolution-du-service-client\/\" target=\"_blank\" rel=\"noopener noreferrer\">dans un article pr\u00e9c\u00e9dent<\/a>, nous donnons deux exemples remarquables, celui de Voyages SNCF et de Foncia. Cette question tr\u00e8s simple, est malheureusement tr\u00e8s courante chez les clients. Imaginons le sc\u00e9nario suivant: un client contacte un agent du service client pour avoir plus d&rsquo;informations sur sa commande. Celui-ci le met en attente pendant une cinquantaine de minutes. Frustrant non ?<\/p>\n<p style=\"text-align: left;\"><!--more-->Pete nous explique que dans le contexte tr\u00e8s concurrentiel dans lequel les e-commer\u00e7ants se trouvent, ils ne peuvent pas se permettre d&rsquo;avoir des clients insatisfaits. Il faut avoir un assistant digital : le chatbot, qui pourra r\u00e9pondre aux milliers de demandes et requ\u00eates re\u00e7ues sur les r\u00e9seaux sociaux ou par mail.\u00a0<a href=\"http:\/\/lentreprise.lexpress.fr\/evoluer-optimiser\/services-facteur\/en-chiffres-les-francais-ont-un-gros-probleme-avec-leurs-services-clients_1776138.html\" target=\"_blank\" rel=\"noopener noreferrer\">3 Fran\u00e7ais sur 4 ont contact\u00e9 un service client pendant les 12 derniers mois.<\/a><\/p>\n<h3 style=\"text-align: left;\">Qu&rsquo;en est il alors de l&rsquo;intelligence d&rsquo;un chatbot ?<\/h3>\n<p style=\"text-align: left;\">Non, nous n&rsquo;allons pas nous lancer dans un test de Turing, ni dans des th\u00e9ories de comparaison homme-machine. Un chatbot, c&rsquo;est avant tout un agent conversationnel ; il est donc construit sur la base de deux comp\u00e9tences essentielles \u00e0 sa gloire : <a href=\"http:\/\/sereneo.com\/2017\/03\/03\/evaluer-lintelligence-dun-chatbot\/\" target=\"_blank\" rel=\"noopener noreferrer\">l&rsquo;intelligence cognitive et le language<\/a>.<\/p>\n<p style=\"text-align: left;\">Pete poursuit en d\u00e9crivant la m\u00e9thode d&rsquo;apprentissage de leur bot; les e-commer\u00e7ants r\u00e9coltent 10 000 questions venant de diff\u00e9rentes sources (mail, r\u00e9seaux sociaux, t\u00e9l\u00e9phone, etc.), et les fournissent \u00e0 Hubware. Le chatbot traite et centralise toutes les informations et les demandes clients. En fait, lorsqu&rsquo;il re\u00e7oit une requ\u00eate, il d\u00e9tecte d&rsquo;abord l&rsquo;identit\u00e9 du client, avant d&rsquo;aller chercher dans sa base de donn\u00e9e la requ\u00eate ainsi que la r\u00e9ponse.<\/p>\n<p style=\"text-align: left;\">Pete nous donne un exemple afin de mieux imaginer la conversation <em>(le pr\u00e9nom a \u00e9t\u00e9 invent\u00e9 pour cet exemple).<\/em> Lorsqu&rsquo;un client sollicite un bot, <a href=\"https:\/\/www.salesforce.com\/fr\/blog\/2016\/11\/chatbots-bonnes-pratiques-creer-assistant-virtuel.html\" target=\"_blank\" rel=\"noopener noreferrer\">ce dernier cherche dans la base CRM le pr\u00e9nom de son interlocuteur, afin de lui offrir une exp\u00e9rience personnalis\u00e9e. <\/a>Il commence donc par dire \u00ab\u00a0Bonjour Juan\u00a0\u00bb. Ensuite, le chatbot pose une question qui l&rsquo;aidera a rem\u00e9dier au probl\u00e8me de Juan \u00ab\u00a0Comment puis-je vous aider Juan?\u00a0\u00bb. Ici, Juan r\u00e9pond au robot en lui expliquant sa requ\u00eate. Cette r\u00e9ponse permettra au chatbot de savoir quel \u00e9l\u00e9ment devra \u00eatre trait\u00e9. Il r\u00e9pondra par une des r\u00e9ponses qu&rsquo;il a appris \u00e0 associer \u00e0 la requ\u00eate.<\/p>\n<p style=\"text-align: left;\">La particularit\u00e9 du chatbot c&rsquo;est qu&rsquo;il peut intervenir lorsque l&rsquo;op\u00e9rateur est en vacances, pendant un pic de trafic ou encore le soir. Dans ces cas de figure, le client parle directement avec le chatbot. Cette option permet au client d&rsquo;avoir une r\u00e9ponse \u00e0 sa demande \u00e0 n&rsquo;importe quelle p\u00e9riode de l&rsquo;ann\u00e9e ou de la journ\u00e9e.<\/p>\n<h3 style=\"text-align: left;\">Le combat chatbot vs. humain<\/h3>\n<p style=\"text-align: left;\">Oui, le chatbot pr\u00e9sente une grande \u00e9volution (voire m\u00eame une r\u00e9volution) de la relation client. Toutefois, l&rsquo;humain n&rsquo;est pas \u00e9limin\u00e9 de l&rsquo;\u00e9quation. Les deux acteurs du service client sont compl\u00e9mentaires. Effectivement, comme nous l&rsquo;avons expliqu\u00e9 pr\u00e9c\u00e9demment, et <a href=\"https:\/\/visionarymarketing.com\/fr\/2017\/03\/les-chatbots-la-nouvelle-revolution-du-service-client\/\" target=\"_blank\" rel=\"noopener noreferrer\">dans un autre article<\/a>, le chatbot r\u00e9pond aux demandes simples, qu&rsquo;il a d\u00e9j\u00e0 \u00ab\u00a0comprises\u00a0\u00bb. Cela permet \u00e0 l&rsquo;agent du service client de se concentrer et de mieux traiter les demandes plus complexes.
