Il peut d\u00e9cider d\u2019aller sur un r\u00e9seau social, un forum etc. avant d\u2019acheter un produit. Par exemple pour une voiture, il ira voir les avis des consommateurs sur <a title=\"Citro\u00ebn advisor\" href=\"http:\/\/www.citroen-advisor.fr\/\" target=\"_blank\" rel=\"noopener noreferrer\">Citro\u00ebn advisor<\/a>. S\u2019il y a des avis positifs, il d\u00e9cidera probablement d\u2019acheter cette voiture. Il pose ainsi un avis en toute transparence et en toute libert\u00e9. Cela lui permet de \u00ab\u00a0prendre le pouls\u00a0\u00bb du client\u00a0: le concessionnaire sera ainsi capable de fid\u00e9liser, mieux servir, \u00eatre proactif, aller au devant des besoin du consommateur, et tout cela gr\u00e2ce \u00e0 un outil puissant et efficace que Citro\u00ebn lui met \u00e0 disposition. On vit une \u00e9poque formidable ou le digital permet la cr\u00e9ation de milliards de conversations et les marques commencent \u00e0 r\u00e9aliser qu\u2019elles peuvent en profiter. Car la relation client occupe une place centrale dans leur strat\u00e9gie. Des marques comme <span class=\"removed_link\" title=\"http:\/\/www.gap.com\/\">Gap<\/span> auraient pu dispara\u00eetre <a title=\"Logo Gap\" href=\"https:\/\/www.liberation.fr\/mode\/2010\/10\/12\/comment-gap-a-enterre-son-nouveau-logo-en-7-jours_685999\/\" target=\"_blank\" rel=\"noopener noreferrer\">si elles n\u2019avaient pas pris le pouls de leurs consommateurs sur leur changement de logo<\/a>. Aujourd\u2019hui le consommateur a une puissance d\u00e9multipli\u00e9e gr\u00e2ce aux r\u00e9seaux sociaux et l\u2019on rentre dans un monde en pleine r\u00e9volution o\u00f9 un chef qui r\u00e9fl\u00e9chit seul, sans \u00e9couter le client, ne peut survivre dans un tel \u00e9cosyst\u00e8me.<\/p>\n<h3>Cette inversion de rapport de force entre l\u2019entreprise et le client o\u00f9 ce dernier co-cr\u00e9\u00e9 avec l\u2019entreprise n\u2019est elle pas l\u2019objectif du marketing\u00a0?<\/h3>\n<p>Il ne faut plus sectionner les fonctions dans les entreprises comme il ne faut pas sectionner les canaux (t\u00e9l\u00e9phone vs boutiques vs internet\u2026), cela n\u2019a aucun sens. Nous sommes tous au service du public. Le marketing, la direction, la communication, etc. sont tous au service du client. Par exemple, <a title=\"Renault\" href=\"http:\/\/www.renault.fr\/\" target=\"_blank\" rel=\"noopener noreferrer\">Renault<\/a> a cr\u00e9\u00e9 un directeur client \u00ab\u00a0monde\u00a0\u00bb. Ce directeur client est une tour de contr\u00f4le qui va repr\u00e9senter tous ces consommateurs pr\u00e9sents sur les r\u00e9seaux sociaux et va faire remonter l\u2019information aupr\u00e8s de la DSI, du marketing, du commercial, pour que ceux-ci en tiennent compte et adaptent leurs services. Personne ne travaille dans son silo\u00a0: la direction client nourrit chaque direction et les coordonne pour que tous aient le m\u00eame objectif.<\/p>\n<h3>Cela veut dire que tout le monde \u00e0 l\u2019int\u00e9rieur de l\u2019entreprise peut contribuer \u00e0 satisfaire le client (<a title=\"Ne parlez plus de eCRM mais de CRM tout simplement ! avec Tanguy Moillard\" href=\"https:\/\/visionarymarketing.com\/fr\/2014\/06\/ecrm\/\" target=\"_blank\" rel=\"noopener noreferrer\">a l\u2019image de Bouygues T\u00e9l\u00e9com, comme nous l\u2019expliquait Tanguy Moillard il y a quelques mois<\/a>)\u00a0?<\/h3>\n<p>Ce n\u2019est pas non plus la fin du call center, mais c\u2019est une \u00e9volution\u00a0: tous le monde, quelle que soit sa\u00a0position dans l\u2019entreprise va \u00eatre amen\u00e9 \u00e0 \u00eatre au service du client. Le call center va \u00e9voluer et int\u00e9grer de nouveaux m\u00e9tiers, ainsi qu\u2019une nouvelle forme d\u2019organisation, avec des community managers, des analystes, des consultants, des d\u00e9veloppeurs d\u2019applications\u2026 Le consommateur aura son r\u00f4le \u00e0 jouer, par exemple il pourra assister le d\u00e9veloppeur dans la conception d\u2019application. Par exemple, le <a title=\"cr\u00e9dit agricole\" href=\"https:\/\/www.credit-agricole.fr\/\" target=\"_blank\" rel=\"noopener noreferrer\">Cr\u00e9dit Agricole<\/a> a fait intervenir des agriculteurs pour fabriquer des applications pour les informer sur leur comptes, leurs cr\u00e9dits etc. On voit que les clients et les salari\u00e9s sont tous en co-cr\u00e9ation d\u2019une relation client. On change de monde et les organisations vont devoir \u00e9voluer pour s\u2019adapter, avec des changements importants comme la <a title=\"D\u00e9veloppement du t\u00e9l\u00e9travail en France : \u00ab\u00a0les m\u00e9thodes des managers fran\u00e7ais sont anciennes\u00a0\u00bb\" href=\"https:\/\/visionarymarketing.com\/fr\/2010\/07\/developpement-du-teletravail-en-france-les-methodes-des-manageurs-francais-sont-anciennes\/\" target=\"_blank\" rel=\"noopener noreferrer\">g\u00e9n\u00e9ralisation du t\u00e9l\u00e9travail<\/a>. Il ne faut plus raisonner avec un chef, un lieu, et des personnes qui ex\u00e9cutent, mais en co-cr\u00e9ation qui est, certes, un monde id\u00e9al, mais vers lequel on se dirige. <a title=\"Zappos\" href=\"https:\/\/web.archive.org\/web\/20220916214201\/https:\/\/www.zappos.com\/\" target=\"_blank\" rel=\"noopener noreferrer\">Zappos<\/a> est un exemple que l\u2019on peut citer\u00a0: les conseillers, les analyses, les consultants, interviennent de chez eux.<\/p>\n<h3>Pour ceux qui sont plus dans le commerce traditionnel, la r\u00e9volution sera plus douloureuse.<\/h3>\n<p>Il faudra se former, cr\u00e9er de nouvelles comp\u00e9tences, il y aura \u00e9galement moins d\u2019interactions orales et plus d\u2019\u00e9crit, ce qui n\u00e9cessite des personnes qui savent lire et \u00e9crire. Il y aura \u00e9galement de nouveaux outils dans la lign\u00e9e des <a title=\"Salesforce\" href=\"http:\/\/www.salesforce.com\/fr\/\" target=\"_blank\" rel=\"noopener noreferrer\">Salesforce<\/a> (<a title=\"CRM\" href=\"http:\/\/fr.wikipedia.org\/wiki\/Gestion_de_la_relation_client\" target=\"_blank\" rel=\"noopener noreferrer\">CRM<\/a>), <a title=\"Hootsuite\" href=\"https:\/\/hootsuite.com\/\" target=\"_blank\" rel=\"noopener noreferrer\">Hootsuite<\/a> (R\u00e9seaux sociaux), les logiciels de\u00a0reconnaissance vocale, qui permettront de filtrer toutes les informations et les g\u00e9rer. Il faudra \u00eatre souple et s\u2019adapter.<\/p>\n<h3>Dans ce livre blanc, des t\u00e9moignages de sociologues et d\u2019ethnologues\u00a0sur la relation client<\/h3>\n<p>Nous avons des t\u00e9moignages comme celui du sociologue <a title=\"St\u00e9phane Hugon\" href=\"https:\/\/web.archive.org\/web\/20190904090628\/http:\/\/www.ceaq-sorbonne.org\/node.php?id=885&amp;elementid=545\" target=\"_blank\" rel=\"noopener noreferrer\">St\u00e9phane Hugon<\/a> qui est connu pour avoir travaill\u00e9 sur les tribus. Nos camarades et nos amis vont nous faire agir\u00a0: agir ensemble, acheter un produit etc. On a besoin de ce lien pour se faire son avis. M\u00eame chose pour <a title=\"Pascal Picq\" href=\"http:\/\/fr.wikipedia.org\/wiki\/Pascal_Picq\" target=\"_blank\" rel=\"noopener noreferrer\">Pascal Pic<\/a>q, le <a title=\"Pal\u00e9oanthropologue\" href=\"http:\/\/fr.wikipedia.org\/wiki\/Pal%C3%A9oanthropologie\" target=\"_blank\" rel=\"noopener noreferrer\">pal\u00e9oanthropologue<\/a> qui est professeur au coll\u00e8ge de France. Il parle d\u2019homo \u00e9conomicus. Les \u00e9changes de services et d\u2019objets sont aussi anciens que l\u2019humanit\u00e9. Aujourd\u2019hui le commerce se pratique d\u2019une autre fa\u00e7on.
